Talkdesk wants AI agents on the same org chart as your human agents

Talkdesk launched CXA Operations Center on Tuesday, March 10, 2026, at the Enterprise Connect conference, according to No Jitter's Matt Vartabedian. The tool is built to let contact centers run human and AI agents as one coordinated workforce rather than as separate systems. Alongside it, Talkdesk upgraded its existing Interaction and Quality Analytics product to cover discovery, creation, testing and live monitoring of AI agents, adding a dashboard meant to tie individual interactions to business results.

What does Operations Center actually add?

It bundles two new capabilities — AI Agent Observability and AI Agent Evaluation — plus a workforce view that treats bots as staff, not software.

Observability lets a team watch live sessions, trace what an AI agent did step by step, and inspect failures when something goes wrong — the same instinct behind APM tooling, pointed at conversational agents instead of code. Evaluation is the testing layer: running agents against defined scenarios and comparing versions on what Talkdesk calls "agentic metrics," before or after a change ships to production.

Why manage AI agents like employees at all?

Because most workforce management tools were built assuming every worker is a person, leaving AI agents invisible to scheduling, quality and performance systems.

Pedro Andrade, Talkdesk's VP of AI, told No Jitter that "workforce management solutions only look at humans, because they don't consider AI as part of the workforce" but that this "is changing." That's a fair description of a real gap: if your contact center already runs bots alongside people, and your WFM stack can't see the bots, you have no single place to check coverage, throughput or failure rates across the blended team. Whether Talkdesk's answer closes that gap for your stack, or just for Talkdesk's own agent builder, is the question to test before buying.

What's missing from the announcement?

No published benchmark, customer result or third-party measurement — just a features list and one vendor quote describing the problem.

"Agentic metrics" and "observability" are Talkdesk's terms, defined by Talkdesk, measured on Talkdesk's own platform. There's no disclosed customer using Operations Center in production yet, no error-rate or resolution-rate figure, and no independent validation of what "evaluation" catches versus what it misses. That's normal for a launch-day brief, but it means the pitch is architectural, not evidential, at this stage.

What should you ask your own vendor?

Push for the metric definitions, whether evaluation runs pre-deployment or only in production, and whether observability data exports to your existing WFM system.

Specifically: does "AI Agent Evaluation" test against your scenarios or Talkdesk's canned ones? Can observability traces be pulled into a BI tool you already own, or does the dashboard lock you into Talkdesk's view? And does version comparison require re-running historical traffic, or just synthetic tests? None of that is answered in the launch coverage.
